Abstract: Purpose: This study aims to investigate the impact of different types of perceived justice (Distributive Justice, Interactional Justice or Procedural Justice) on Brand love and Word of Mouth, after a failure in the service provided. In this way, it intends to verify whether, after a situation of service failure, a justice properly used, develops or expands the relationship of love or affection for the establishment and therefore creates a positive recommendation of the company. Design/methodology/approach: As part of this research, a quantitative study has been prepared and implemented. For this purpose, a survey was developed and subsequently distributed entirely online, mainly through the Facebook platform, and 222 responses were obtained from consumers, mainly Brazilians, who had already been in a situation of complaint in restaurants. The Model of Structural Equations (MEE) was used to analyse the data. Findings: With this study it was verified that Procedural Justice is the type of justice that most contributes directly to Brand Love and indirectly to the Word of Mouth. Then it was verified that the Distributive Justice also has a positive influence, but less than the justice described previously. Finally, it was verified that Interactional Justice, besides being the least influential of the three, has a negative impact on both variables. This study also makes clear the direct and positive impact of Brand Love in the Word of Mouth.Research limitations/implications: The limitations of this study are mainly related to the sample size. The short time for data collection and the timing of the global pandemic made data collection difficult.Practical implications: The findings of this research direct the employees, partners or owners of establishments in the area of restaurants, coffee shops and bars, to give more importance to justice when there are dissatisfied customers. Focusing on speed and fair standards in managing the failure may bring several advantages to brands that for some reason have failed to deliver the service.Originality/value: This was an innovative study in the correlation of the indirect influences of the three types of justice studied (Distributive Justice, Interactional Justice and Procedural Justice) in the variable Word of Mouth in a sample mostly Brazilian.
Objetivo: O presente estudo pretende investigar qual o impacto dos diferentes tipos de justiça percebida (Justiça Distributiva, Justiça Interacional ou Justiça Processual) no amor à marca e no Passa palavra, após se verificar uma falha no serviço prestado. Desta forma pretende-se verificar se após uma situação de falha, uma justiça adequadamente usada, desenvolve relação de amor ou afeição pelo estabelecimento e por conseguinte, cria uma recomendação positiva da empresa. Design/metodologia/abordagem: No âmbito desta investigação foi elaborado e aplicado um estudo quantitativo. Para isto desenvolveu-se um inquérito que foi posteriormente distribuído online, principalmente através da plataforma Facebook, tendo-se obtido 222 respostas de consumidores maioritariamente brasileiros que já estiveram em uma situação de reclamação em estabelecimentos da área de Restauração. Para a realização da análise de dados recorreu-se ao Modelo de Equações Estruturais (MEE). Resultados: Com este estudo verificou-se que a Justiça Processual é o tipo de justiça que mais contribui diretamente para o Amor à marca e de forma indireta para o Passa Palavra . Em seguida verificou-se que a Justiça Distributiva também possui uma influência positiva, mas menor do que a justiça descrita anteriormente. Por último, verificou-se que a Justiça Interacional além de ser a menos influente das três, tem um impacto negativo sobre ambas variáveis. Este estudo também deixa claro o impacto direto e positivo do Amor à marca no Passa Palavra.Limitações/implicações da pesquisa: As limitações deste estudo estão fundamentalmente relacionadas com a dimensão da amostra. O pouco tempo para a recolha de dados e o momento de pandemia mundial dificultou a recolha dos dados.Implicações práticas: As conclusões desta pesquisa direcionam os funcionários, sócios ou donos de estabelecimentos na área da Restauração para darem uma maior importância à justiça quando estão perante clientes insatisfeitos. Focar na rapidez e nas normas justas na gestão da falha poderá trazer várias vantagens paras as marcas que por algum motivo falharam na entrega do serviço.Originalidade/valor: Este foi um estudo inovador ao se atentar na correlação das influências indiretas dos três tipos de justiça estudados (Justiça Distributiva, Justiça Interacional e Justiça Processual) na variável Passa Palavra em uma amostra maioritariamente brasileira.
